A member query may arrive long after the wording was approved
A member asks why this year's statement explains their benefits differently from last year's. Another queries a retirement pack whose covering letter and options document give different instructions. The figures sit in the administration system, while the explanations came from templates maintained elsewhere.
The team needs to establish which wording was used, which scheme or section it applied to and what information was available at the time. Today's template and member record may no longer answer those questions.

Communications to bring into a controlled workflow
- Annual and periodic statements: Review explanations of benefits, contributions, charges and projections where relevant. Match the wording to the scheme and benefit type, and distinguish an estimate from a confirmed entitlement. Values and calculation assumptions come from your administration process.
- Retirement correspondence: Coordinate the templates used for wake-up packs, options information, guidance signposting, election confirmations and first-payment notices. Identify the documents required at each stage and how changes affect journeys already in progress. Pension Wise wording belongs in the relevant defined contribution journey.
- Scheme and service updates: Identify the member groups and templates affected by changes to scheme provisions, administration providers, investment options or contributions. Record the intended scope and effective date of each communication change.
- Member enquiries and complaints: Govern repeatable explanations while allowing the case-specific facts and reasoning to be reviewed. Agree how individual additions are checked and retained, and use the complaint procedure and escalation information appropriate to the case.
- Bereavement and nomination correspondence: Review sensitive wording for members, potential beneficiaries and personal representatives. Where benefits are discretionary, an acknowledgement that an expression of wish has been recorded should not imply that a payment decision has already been made.
Match the wording to the member's benefits and the relevant date
Defined benefit and defined contribution arrangements need different explanations. One member may have benefits in more than one scheme section, so a member reference alone may not identify the right wording.
Agree how the connected workflow selects the appropriate variant using the scheme or section, membership status, benefit type and relevant dates. Keep the version of the communication template distinguishable from the scheme provisions it describes.
The valuation date, a change's effective date and the date a letter is generated can differ. A later wording update does not by itself change a member's underlying rights or make an earlier communication incorrect.
Example workflow: updating a retirement pack
An illustrative workflow, not a customer case study.
- Administration identifies the affected scheme sections, member groups and pack documents. The team records which future communications need the change and what should happen to packs already prepared.
- Assigned reviewers check the wording, relevant scheme provisions and guidance information. They preview the documents together with example data to check that explanations, figures and next steps agree. Approval follows the responsibilities set for that workflow.
- The connected administration process selects the appropriate approved templates and supplies the required member data and calculation outputs. The organisation's process determines the applicable communication triggers and deadlines.
- Through the implementation, each generated document is linked to a shared retirement-journey reference, its template version and generation timestamp. Agree how to identify the data and assumptions used at the time.
- The existing delivery process sends the pack. Available sending and delivery records are connected to the relevant items. If a corrected pack is issued, agree how to distinguish it from the earlier issue and explain the change.
Benefit calculations, eligibility, benefit choices and payment decisions remain with your pension administration process. Review and release of the wording form part of that wider journey.
Decide what the evidence needs to support
For a later member query or trustee review, agree how to retrieve the approved template, its review history, the relevant scheme and member references, and the individual communication record. Sensitive correspondence may also require identifying the recipient's role and authority through your existing process.
Preserving a template does not preserve the whole personalised pack. Decide whether to retain the final issued documents or the original inputs and rendering dependencies required for reliable reconstruction. Current member data may have changed since the original issue. Any later manual edits also need to be accounted for.
A generation record establishes a different event from sending or delivery. Available provider records can extend the evidence; they do not by themselves establish that the member read or understood the information.
Make the workflow clear across teams
Administrators can prepare wording changes in a shared workspace. Reviewers and approvers record their decisions against the relevant version. Start with one statement or retirement journey and agree its variants, accessible presentation needs, data inputs and retention requirements.
Once the integration is established, routine wording updates within its scope can move through review and approval without a software release for every change. New data mappings or routing logic may still require engineering work.
